THE SECRET TO REDUCING CHURN IN THE COMMUNICATIONS INDUSTRY Wireless World By Dr. Patrick Surry, GSO, Customer Analytics, Pitney Bowes Software. The Risks Associated with Traditional Retention-Marketing Campaigns As the world of communications has changed, customers have, too. They have come to expect more and better service from the companies they do business with and are increasingly conscious that they have other options. Whether it is a competitive plan that offers a lower price, higher usage limits, lower overage penalties, sleeker handsets or more complete coverage areas, competing offerings are constantly seeking to lure your best customers away. And your customers know it. This is why, often, it is your own retention-marketing campaigns themselves which can be your competitors’ best friend―and drive your customers away even faster by alerting them to the fact that they are nearing the end-of-the-contract term. By focusing primarily upon the “success rates,” many telecommunications marketers often shed a blind eye to the fact that there is often a greater churn rate amongst their targeted The Challenge The notion that LTE will address dataexplosion demands meets new challenges, due to performance issues, the large invest- ments required and time-to-market restraints. Consequently, new solutions are created, based on a combination of existing 3G and Wi-Fi networks, alongside with Challenges in the Communications Industry According to the ITU World Telecommunication/ICT Indicators database, mobile cellular growth is slowing worldwide. In developed countries, the mobile market is reaching saturation levels, with an average 116 subscriptions per 100 inhabitants at the end of 2010 and a marginal growth of 1.6 percent from 2009-2011. With wireless markets near saturation, especially in developed countries, marketers have to be smarter, and customer retention/win-back is of vital importance. IPGALLERY’S OFFLOAD IN CONTROL: AN INNOVATIVE VOICE & DATA OFFLOAD TO WI-FI SOLUTION 3M Communications (Con’t. from p. 1) met the evolving challenges of voice and data transmission. Today, the 3M Communication Markets Division develops and manufactures products that are crucial for terminating, protecting and organizing both fiber and copper networks. The 3M Tower Solutions group focuses specifically on meeting the challenges faced by the wireless industry. WW: What is your role? SCK: As an engineer with 3M Tower Solutions, I help customers meet their challenges in the areas of connectivity, weatherproofing and cable management on the cell tower. I am also involved in supporting the wireless industry as a whole. Currently, I chair on the International Wireless Industry Consortium’s Installation Best Practices Committee, which is working on a set of best practices for tower infrastructure (remote radio units, antennas, cabling, weatherproofing, etc.) installation to help make the transition to FTTA (fiber-to-theantenna) as smooth as possible. WW: What is your approach to product development? SCK: The 3M Tower Solutions team is very customer-centric. We are always out in the field, learning about the challenges our customers face. Those challenges are continuously changing and becoming more complex as tower architectures evolve. We focus on developing solutions to meet our customers’ current needs, but we also keep a close eye on emerging trends and technologies so that we can help customers future-proof their tower infrastructure. Wednesday, May 9, 2012 audience when compared to the control group (those that are not treated). Every customer engagement should have reasonable potential to add business value, and marketers need to keep in mind that there is also often a down side to engaging the customer needlessly. The solution? A completely different approach is required. This is why communications providers today are turning to uplift modeling, also known as incremental modeling, which is a way of predicting the change in individual customer behavior that will occur as a direct result of a marketing treatment. Completely different from the churn modeling, which can at best only predict who is “likely to churn,” uplift modeling instead predicts who you can actually “save.” This enables providers to focus marketing efforts upon only those customers that will react positively to a message (i.e. the “persuadables”), while weeding out those that will churn anyway (i.e. the “lost causes”), will never churn (i.e. the “sure things”) and, importantly, those that could react negatively to the solicitation (i.e. the 21 “sleeping dogs”). What Makes Uplift Modeling So Important Today? It is common to see that by transitioning from churn propensity predictive modeling to the new uplift modeling best practice approach, retention campaign results can typically be improved by more than 30 percent―while at the same time costing approximately 40 percent less. There are different ways to approach uplift modeling. However, the best, not surprisingly, is to build the model specifically around uplift. Using test and control groups and a focus specifically on the difference in behavior (the uplift), these models use information from both treated and control populations to optimize the fit of the model to the difference in behavior. For more information on uplift modeling and to download our exclusive whitepaper, visit slp.pbinsight.com/info/reduce-customer-churn. LTE, to create a heterogeneous access solution. As a result, mobile operators are confronted with the need to control session mobility between the different access networks 3G, LTE and Wi-Fi, in order to create an optimal seamless solution that utilizes the advantages offered by each type of network, distributing the load between them effectively. The Slim Lock Closure is designed specifically to fit around RF connections spaced closely together. Plus, it’s quick and easy to install, doesn’t require any tools, and provides excellent protection from moisture. SCK: The industry is moving quickly toward FTTA. Emerging fiber-fed tower architectures present new challenges in terms of connectivity, weatherproofing and cable management for an industry accustomed to hard-line coax. We have introduced new products to specifically address these challenges, including the 3M Slim Lock Closure, the 3M One Step Closure for Wireless and the 3M Tower Dome Terminal. This is because, surprisingly, the POS activation workflow for many post-paid cellular carriers with respect to printing and signing of paper based cellular service agreements by subscribers, remains to this day largely unchanged. That’s why CellSell e-Contracts and e-Contracts COMPANION are gamechangers. CellSell e-Contracts, integrated with CellSell and CellSell e-Contracts COMPANION―a standalone solution for retailers that do not have CellSell, designed to be Omni-Channel (Con’t. from p. 1) ers, which focuses on back-end operations. At CTIA 2011, we revealed our latest product, XQ Interactive Retail, which revolutionizes the front-end, in-store customer experience. This year at CTIA, we’re excited to show attendees how the two solutions, RQ4 and XQ, are integrated to allow wireless retailers to “Energize Retail End to End,” from the front to the back of the house, as well as across all channels. The “all channels” part is in response to consumer demand for an “omni-channel” experience. WW: What is this “omni-channel” experience everybody is talking about and why is it important? CK: “Omni-channel” is a buzzword that gained considerable momentum at NRF 2012 in January and for good reason: Customer engagement is happening on all channels simultaneously (online, mobile, social and in-store). As such, the lines between different ways of communicating have become blurred. For example, a customer may be interacting with your website on their mobile phone while in-store. You’d better hope the same information is availP4C Global (Con’t. from p. 1) mental benefits by managing the e-waste process stream more efficiently and responsibly. WW: Who are your target suppliers and customers? used along-side any point-of-sale system―both allow subscribers to sign their cellular-service agreements electronically via signature capture pad right at the pointof-sale, so that cellular retailers no longer need to print them or file them. CellSell eContracts and CellSell e-Contracts COMPANION both create a paperless workflow, allowing cellular retail stores to email the electronically signed copies of cellular service agreements directly to their clients. CellSell e-Contracts and CellSell eContracts COMPANION allow cellular retail companies to eliminate paper-based filing of signed cellular service agreements able in both places. In today’s omni-channel setting, retailers must offer a consistent buying experience and succeed in keeping customers engaged on ALL channels. Technology is a big part of that equation, connecting the dots between online, mobile, social and instore. A desire to offer a solid omni-channel experience is also the motivation behind ecommerce giants like Amazon, eBay and PayPal opening physical stores―they don't want to be limited to online or mobile commerce. They see the benefits of the customer experience that can be delivered within the tried and true brick-and-mortar space, as well. This is at once reaffirming to brick-and-mortar retailers and also a direct challenge to them. WW: How do iQmetrix’s products help wireless retailers deliver an omni-channel experience? CK: The fact that e-tailers are opening physical stores―not to mention threatening competitors through “showrooming”―is a call to action for brick-and-mortar retailers. Competing with online retailers is not new, but the fact that shoppers can price compare SH: We are providing green value-added ewaste solutions for waste handlers, electronics retailers, wireless carriers and OEMs, as well as a local community and business solution for recycling under our Phones 4 Charity operation. In 2012, we will work with several companies in completely powering their entire operating model by providing logistics, processing, inventory management and sales disposition services tailored to meet their needs. WW: Please assess the marketplace as it relates to e-waste. SH: The EPA estimates that more than 200 million tons of e-waste related to telecommunications is accumulated annually, and this figure is growing. The recycle rate on this figure is below 25 percent and we are aiming to provide more solutions to industry partners so that they can easily offer green programs to their customers. The CCF certification process sets high standards of quality across the industry and takes a lot of confusion out of the overall testing process. WW: More specifically, how does the CCF help companies entering emerging markets such as M2M and LTE? BJ: In the case of M2M devices, solutions exist in many markets, including consumer Bury Technologies (Con’t. from p. 4) Bluetooth kits, namely the BURY EasyTouch 7000 and CTIA Wireless 2012 E-Tech Awards finalist―the BURY EasyTouch Pro CV9000―this year, we are also exhibiting a few new and innovative portable and install BURY Bluetooth hands-free car kit and charging cradle solutions. WW: Could you shed some light on your new BURY install Bluetooth hands-free systems? BH: At this year’s CTIA Wireless exhibition, we will be unveiling the visionary BURY CC9068 App for Android and BlackBerry smartphones. Essentially, BURY’s applications will be available for free downloading in both the Android Market and in BlackBerry App World. IPgallery’s solution provides a compreelectronics, healthcare, transportation, etc. One of the first challenges encountered by vendors is the complexity of getting a wireless M2M device approved for use on an operator’s network. While large companies from the wireless industry can devote manpower to track requirements as they change over time, small companies from outside the wireless industry are faced with a flood of requirements that they don’t necessarily understand. In response, the CCF has created an end-to-end unified process for certifying M2M products. These products, known as integrated devices, consist of two parts: loaded, the Android or BlackBerry smartphone itself will serve as a touchscreen and voice-command capable communications interface by connecting to the BURY CC9068 data box, which is hard-wired in a vehicle, and by syncing with a Bluetooth-enabled smartphone.
